Job Overview:
The WFM Analyst, Member Services, is responsible for the intraday management of service delivery to ensure service levels and key performance indicators (KPIs) are met. This role involves continuous monitoring of real-time performance, identifying deviations from forecasts, making necessary adjustments to schedules and staffing, and communicating effectively with operations leadership and agents. The WFM Analyst, Member Services, will play a key role in protecting the member experience by proactively communicating performance risk and recommendations to WFM management and service operations leadership.
Key Responsibilities:
Real-Time Monitoring
- Continuously monitoring real-time service center performance metrics including Service Level, Agent Adherence, Occupancy and queue statistics using WFM software and ACD/telephony systems.
- Identify deviations from planned schedules and forecasts (e.g., unexpected call volume spikes, high absenteeism, system issues).
Intraday Management & Adjustments
- Make real-time adjustments to advocate schedules based on current performance and anticipated volume, including managing breaks, lunches, training sessions, and offline time.
- Coordinate with supervisors and management to make adjustments to activities and skilling as needed to optimize coverage and meet delivery goals.
- Management agent exceptions within the WFM system (e.g., tardiness, absences, overtime).
Communication & Collaboration
- Proactively communicate performance status, risks, and recommended actions to WFM management and service center operations leadership throughout the day.
- Alert relevant teams (e.g., IT Operations) to system issues or other factors impacting performance.
- Respond quickly to requests for intraday support or information.
- Prepare and distribute intraday performance reports summarizing key metrics.
- Ensure data accuracy within the WFM system for real-time tracking and historical analysis.
Qualifications:
- High School Diploma or equivalent required; Associate’s or Bachelor’s degree in a related field is a plus.
- Previous experience in a service center environment, preferably in a WFM, scheduling, or real-time analyst role.
- Experience working with WFM software, (e.g., NICE, Genesys WFM) is highly preferred.
Key Competencies:
- Strong analytical and critical thinking skills with the ability to interpret real-time data quickly.
- Excellent attention to detail and accuracy.
- Ability to multitask and make decisions in a fast-paced, dynamic environment.
- Strong communication skills, both verbal and written.
- Proficiency in Microsoft Excel or Google Sheets for data tracking and analysis.
- Ability to work independently and as a part of a team.
